Helping Agents Focus on the Customer
How post-call transcript analysis reduced live-call data entry and increased dispute cases reviewed per hour by 5–6x.
How did your work today add to the value the company offers customers?
1. Context and Challenge: Listening While Completing the Work
Dispute calls require careful listening and accurate records. Agents previously had to search several tools and complete administrative steps during the conversation. That divided their attention between the customer and the case file.
The process also had to avoid two errors:
- Missing a valid dispute: A customer with a legitimate problem might not receive the review or support required.
- Accepting an invalid claim: A request might not meet the applicable contract or policy requirements.
The practical question was: How could agents spend more time listening while still producing a complete, consistent record for review?
2. Action Taken: Prepare the Case After the Call
We moved most record preparation out of the live conversation. The production workflow now separates the customer interaction from the administrative review:

After a call, internal analytics tools:
- Check the transcript against approved procedures, contract terms, and consumer-protection requirements.
- Summarize the issue and prepare a structured dispute record.
- Flag relevant passages and checks for an authorized reviewer.
- Save reviewer corrections so the screening process can be tested and improved.
Software prepares and screens the record, but a person always makes the final dispute decision.
The same automated screening also reviews all servicing transcripts for defined compliance indicators. This is automated coverage, not a claim that a person audits every transcript.
3. Results for Customers and Reviewers
We compared production performance over several weeks before and after the workflow changed.
- Review Capacity: Increased dispute cases reviewed per hour by 5–6x. We are publishing the multiplier but not the underlying case counts.
- Customer Attention: Reduced live-call data entry so agents could spend more of the conversation listening and gathering context.
- Consistent Preparation: Created a standard case record with the relevant transcript passages and checks ready for human review.
- Broader Screening: Applied automated screening to all servicing transcripts while preserving human judgment for dispute decisions.
Faster dispute handling may also affect later payment outcomes, but this article reports the narrower operational results rather than making a public causal claim about defaults.
Use software to prepare records, find relevant information, and apply consistent checks. Keep an authorized person responsible for the final decision and the customer outcome.
